Mixed experience: Flight crew are a 5-star team, but ground staff and support are shocking
I have mixed feelings about my recent experience with Malaysia Airlines. I am giving 3 stars purely for the on-board staff and the captain, who got us home safely. The cabin crew were absolutely amazing—incredibly accommodating, helpful, and they truly went above and beyond to make our flight great. Unfortunately, our holiday was severely impacted by the ground operations and customer service. At the start of our trip, my son’s luggage was lost because it wasn't placed on our connecting flight. Because my son is neurodivergent, this stressful situation caused him to have a massive meltdown, which was heartbreaking and completely avoidable. I raised a formal complaint about this a week ago and have still not heard a single thing back. To make matters worse, when we were checking in to come home, the counter staff tried to charge us £210 (or equivalent currency) for being just 5kg over our weight limit. I explained to them that I had been trying for a week to purchase extra baggage allowance online, but their app and website were completely down. The staff showed zero understanding or flexibility regarding their own technical failures. While the staff in the air are an absolute credit to this airline, the ground staff, broken systems, and lack of customer support are deeply shocking.
