A lost package was frustrating. Sephora’s handling of it was worse.
I have been a Sephora customer for years, and this has been one of the most disappointing customer service experiences I have had with the company. My order was shipped but never delivered. I understand that shipping problems happen and that Sephora cannot control everything a carrier does. My complaint is about how Sephora handled the problem afterward. I was initially told by Sephora customer service that the matter had been raised with UPS. Based on that information, I repeatedly asked Sephora for the UPS case/reference number so I could follow up with the carrier myself. This was particularly important because the item I purchased — a Mini Chloé Eau de Parfum Gift Set — had since gone out of stock, so simply refunding me meant losing an item I had successfully purchased while it was available. Instead of receiving the case number, I received inconsistent responses. At one point I was even told that I should contact UPS myself. The problem is that UPS generally requires the shipper to initiate this type of investigation, which was precisely why I kept asking Sephora about the case they had told me existed. After multiple contacts, I finally received a written response from Sephora stating: “Unfortunately, we cannot contact UPS to initiate an investigation.” So after all of this, it appears that the UPS investigation I had previously been told about was never opened. Sephora refunded the purchase and has now said they will honor the original price if the Chloé set comes back in stock. I appreciate that commitment, but a refund was never the outcome I wanted. I wanted the product I purchased. What disappoints me most is not that a package was lost. That can happen with any retailer. It is that I spent considerable time contacting customer service because I was given conflicting information instead of a clear and accurate explanation from the beginning. Good customer service is not just about issuing a refund. It is also about taking responsibility for the shipment, providing accurate information, and genuinely trying to resolve the customer’s problem. After this experience, I have very little confidence in Sephora’s customer service when something goes wrong with an online order.
